Singapore Airlines: Communicating Service Standards for Consistent Service Delivery

Singapore Airlines is recognised internationally for the quality and consistency of its service. Behind that experience are detailed standards guiding how frontline staff present themselves, interact with customers and deliver service — on the ground and in the air.

Over a series of assignments, JAB Design worked closely with Singapore Airlines’ teams to communicate established service standards through practical communications for frontline staff.

The work evolved across different formats and contexts — from comprehensive hard-copy guides and handy reference materials to visual systems, wall-to-wall pre-flight briefing-room graphics, as well as photography and videography supporting digital learning.

The Situation

For an international airline, service standards need to work consistently across different people, roles and locations.

Singapore Airlines brought the operational expertise, service principles and detailed standards. The communication requirement was to organise and present that knowledge in ways that frontline staff could understand, remember and refer to in the context of their work.

For ground services staff, this encompassed customer touchpoints such as check-in, lounges, boarding, transit and arrival, alongside professional presentation and customer service. For cabin crew, the G.U.E.S.T. framework established key roles underpinning the airline’s in-flight service standards.

The Challenge

The communications had to work at very different levels — from broad service principles to detailed, step-by-step guidance on presentation, grooming and customer interaction — while remaining clear, accessible and practical for an international workforce.

Different situations also called for different forms of communication. A comprehensive guide could provide depth, while a handy reference needed to distil information for quick access. Service principles communicated within pre-flight briefing rooms needed to work at an entirely different scale.

Working Together

The assignments were developed collaboratively with Singapore Airlines’ teams.

SIA’s subject-matter experts provided the detailed knowledge — from service procedures and customer-service expectations to precise uniform, grooming and presentation requirements. JAB’s role was to understand that information, structure it and develop effective ways of communicating it through information and editorial design, visual systems, photography, videography and large-format applications.

Where precision mattered, the content and imagery were developed closely against SIA’s established requirements rather than interpreted independently by JAB.

The Approach

The communications were considered around how and where staff would use them.

Comprehensive hard-copy guides provided detailed reference. Handy palm- and pocket-sized materials offered convenient reminders. Specialised visual guides organised more detailed information into accessible formats.

Singapore Airlines (SIA) Pro Guide

For the cabin crew service standards, JAB developed the G.U.E.S.T. logo and a system of 20 custom icons, creating recognisable visual cues that could work consistently across supporting communications and large-format applications.

Photography formed another important part of the work. JAB planned and conducted principal photography across relevant SIA environments, including Changi Airport Terminal 3, the SilverKris First Class Lounge and aircraft cabin mock-ups at the Singapore Airlines Training Centre. Many images were instructional, carefully staging service, grooming and presentation procedures step by step. Production included art direction, hair and make-up styling, and extensive digital imaging and post-production.

The work later extended into digital learning, with JAB producing both photography and videography for ground services content supporting SIA’s Corporate Learning Portal.

The Solution

Across successive assignments, the work developed into a broad family of communications supporting both ground services staff and cabin crew.

These applications spanned print, visual identity, photography, videography and environmental communications — each developed for a specific operational context, from individual reference materials to the pre-flight briefing environment at the Singapore Airlines Cabin Crew Control Centre.

The formats changed according to purpose, but the objective remained consistent: make detailed standards clear, practical and useful at the point where staff needed them.

The Outcome

The resulting communications brought Singapore Airlines’ established standards into multiple staff touchpoints — from detailed reference and personal reminders to pre-flight briefing environments and digital learning.

Rather than relying on a single communication format, the work supported different ways in which staff encountered, learned and reinforced service standards in the course of their work.

It demonstrates how detailed organisational knowledge can be structured and communicated across hard-copy, large-format and digital applications while maintaining consistency of purpose.

Good communication does more than present information. It helps turn organisational standards into something people can understand, remember and put into practice.
